A chatbot is a program that answers a customer instead of a person: it handles typical questions, provides information and performs simple actions. More sophisticated solutions based on artificial intelligence are called virtual assistants, but their task is the same.

Why a business needs chatbots

A chatbot is a program that answers a customer instead of a person: it handles typical questions, provides information and performs simple actions. More sophisticated solutions based on artificial intelligence are called virtual assistants, but their task is the same.

For a small company the point is practical. A customer writes in the evening — they get an answer. The same question is asked a hundred times — it is answered without an employee’s involvement. The manager deals with complex enquiries rather than repeating the opening hours.

This is part of a wider task: customer service retains existing customers and brings in new ones, and routine is the main thing that stops it being kept at a high level.

What a bot really can do

  • Answer around the clock — enquiries outside working hours stop disappearing into the void.
  • Take care of typical questions — prices, address, timescales, availability, delivery terms.
  • Answer instantly — waiting time drops to zero, and that is often the deciding factor.
  • Collect data — what people ask about most often, where they get stuck, what they cannot find on the site.
  • Take the load off staff — routine goes away, leaving the tasks where a human is needed.

The fourth point is underrated: the bot’s logs are a free study of what is missing from the site and from the description of your services.

What a bot cannot do

A bot works poorly where a non-standard answer is needed, where the customer is irritated, and where the decision requires responsibility. Trying to cover such situations with automation has the opposite effect: the person feels they are being fobbed off.

Hence the main rule — there must always be an obvious way out of a dialogue with a bot to a live employee, in one action and without any persuasion. A bot that will not let go does more harm than having no bot at all.

The second limitation — a bot does not fix bad service. If enquiries are processed slowly and promises are not kept, automation will simply get the customer into the same problem faster.

The foundation of customer service

Before automating, it is worth making sure the basics are in place.

Customers are listened to: reviews and questions are read and conclusions are drawn from them, rather than collected for the sake of it. Support is easy to reach: the contact channel is visible, not hidden in the site footer. Staff know how to communicate and solve problems, not just take an order. And people are given a clear reason to leave a review or a recommendation.

A bot strengthens this structure. Without it, the bot becomes yet another barrier between the customer and the company.

Where to start implementation

Start not by choosing a platform but with a list of the questions you are asked most often. If that list contains a dozen recurring ones — the bot will pay for itself; if two or three — it is not needed yet.

Then the order is as follows: define exactly which functions are needed and in which channels; connect the bot to what is already in use — the website, the enquiry tracking system, messengers; set up scenarios in your own wording rather than leaving the templates; test on live enquiries and correct what the bot misunderstands.

The last step is mandatory. A scenario written from an office almost always diverges from how people actually phrase their questions.

Frequently asked questions

In which channel should the bot be launched?

Where customers already write. A separate chat on the website makes sense if people really do go there; more often enquiries come through messengers.

Will a bot replace a support employee?

No. It takes care of recurring questions, while complex cases still go to people — and it is exactly by those that a customer judges the company.

Do bots annoy customers?

It is not the bot that annoys, but the inability to get around it. If the switch to a human is obvious, people are relaxed about automation.

Is a bot needed if there are few enquiries?

Usually not. With a small flow it is faster and cheaper to answer manually, and the investment in setup will not pay off.

What to do next

Gather the questions from your conversations over the past week and count what share of them are repeated. That figure will show whether automation makes sense.
